Handoff: the queue for passing leads from the AI to human service, with the lead dossier

Handoff is the handoff queue: it gathers the conversations the AI passed to a team member, with the reason, wait time and lead dossier, and it is where you choose who takes over each one.

Who can use it

RoleWhat you see and do
OwnerSees the queue and the numbers, reads the dossier, writes and removes notes, chooses the agent, takes over conversations and returns them to the AI.
AdminSame access as the Owner.
AgentSame access: sees the queue, reads the dossier, adds notes, chooses the agent, takes over conversations and returns them to the AI.

Screens

Handoff

The Handoff screen is for seeing who is waiting for a human, understanding why the AI passed the conversation and handing it to an agent who comes in already knowing what the lead said.

Address in the dashboard: /app/handoff

The Handoff screen in the demo account, with sample data and blurred values.

How to get there: Through the Handoff menu item, under "OPERAÇÃO" (OPERATIONS). The screen subtitle says "Transbordo humano estruturado" (Structured human handoff).

Queue numbers

Four cards at the top, all read-only.

Fields and filters

Handoff accuracy
The percentage of times the team agreed with the AI's qualification, based on the "Concordo" (Agree) and "Discordo" (Disagree) votes given in the Inbox dossier. Below, how many evaluations exist, or "sem feedback ainda" (no feedback yet).
"Na fila agora" (In queue now)
How many conversations are waiting for a human right now. If the queue cannot be read, it shows a dash and "não foi possível contar" (could not count), never zero.
"Tempo médio aguardando" (Average wait time)
The average wait of the conversations that are in the queue right now, in short format (minutes, hours or days).
"Satisfação (CSAT)" (Satisfaction (CSAT))
The average of the 1-to-5 ratings given by leads after service and how many ratings exist, or "sem notas ainda" (no ratings yet).

Buttons and actions

"por atendente" (per agent)
Pill on the satisfaction card: on hover, it shows each agent's average and number of ratings. Only appears when there are already ratings per agent.

Handoff queue

The list on the left: one row per conversation waiting for a human or already in human service.

Buttons and actions

‹lead›
Clicking a row opens that lead's dossier beside it. The first conversation in the queue is already open.
  • The lead's avatar and name, with the wait time on the right.
  • The handoff reason (for example, the lead asked for a person, the order was complete, or "Possível robô do outro lado" (Possible bot on the other end), when the AI stopped to avoid looping with an automatic reply); with no reason recorded, "Transbordo solicitado" (Handoff requested), or "Em atendimento humano" (With a human agent) when someone has already taken over.
  • The score band with the number ("Quente" (Hot), "Morno" (Warm), "Frio" (Cold) or "Sem score" (No score)).
  • The selected row is highlighted with a side bar.

Header of the selected lead

Who the lead is, how they arrived and their score.

  • Name, company or phone and the conversation channel.
  • The score band with the number.

LEAD DOSSIER: opening

The first lines of the dossier say why the conversation is here and for how long.

  • Badge "Esperando há ‹tempo›" (Waiting for ‹time›) when the conversation is waiting for a human.
  • "Por que veio para um humano:" (Why it came to a human:) followed by the handoff reason.
  • Without a handoff: "Sem transbordo: ‹nome› está com a conversa, e a IA não responde por cima." (No handoff: ‹name› has the conversation, and the AI does not reply over them.), "Esta conversa ainda não foi transbordada — a IA segue conduzindo." (This conversation has not been handed off yet — the AI keeps leading.) or the notice that the AI is silent in that conversation and until when.
  • Total messages since the conversation began and the lead's "humor do lead" (mood) measured by the AI (hover to see when it was measured).

WHAT THE AI HAS ALREADY AGREED

The summary of this conversation written by the AI at the moment of the handoff.

  • AI text, without quotation marks, with "Próximo passo sugerido:" (Suggested next step:) and the signature "Resumo da IA · ‹data›" (AI summary · ‹date›).
  • Only valid for this conversation: what was agreed in earlier conversations with the same lead is left out.
  • With no handoff yet, the block explains that the summary is created at the handoff. With a handoff and no summary, it says the AI does not write one when it cannot read the conversation in time.

WHERE THEY GOT STUCK

The lead's objections across all of their conversations.

  • The objection type (AI classification), the date and, in quotation marks, the lead's literal sentence.
  • An objection from another conversation carries the label "de uma conversa anterior" (from a previous conversation).
  • When the list is long, the line "Mostrando as ‹n› mais recentes de ‹total›." (Showing the ‹n› most recent of ‹total›.) notes the cutoff.
  • Sentence removed at the data subject's request (LGPD): the objection stays listed, without the quote.
  • With no objections: "Nenhuma objeção registrada para este lead — em conversa nenhuma." (No objection recorded for this lead — in any conversation.)

HOW THE SCORE CHANGED

The history of the lead's score and the signals the AI has already captured.

  • Line chart with the score measurements and the warm (50) and hot (75) boundaries marked. Hover over a point to see the date and score.
  • Summary sentence: "Subiu" (Rose), "Caiu" (Fell) or "Estável em ‹nota›" (Stable at ‹score›) since the first measurement shown.
  • With a single measurement, the score number appears instead of the chart, with the measurement date.
  • Each signal that "Qualificação" (Qualification) asks for appears with "capturado" (captured) or "ainda não" (not yet) and, when captured, the sentence of what the AI understood, marked "como a IA entendeu" (as the AI understood it).

CONVERSATION PACE

Messages per day over the last 14 days.

  • Separate bars for Lead and "Nosso lado" (Our side), with the totals in the legend. A day with no messages stays empty.
  • Below, "A última coisa que ele disse, em ‹data›" (The last thing they said, on ‹date›), with the lead's sentence.

FIT WITH THE IDEAL CUSTOMER

Only appears when the account has described the ideal customer in "Configurações" (Settings).

  • A ring from 0 to 100 and the sentence on how the AI compared the lead with the profile, with the evaluation date.

WHAT THE AI KEPT ABOUT THIS LEAD

The memory the AI writes for itself across all of the lead's conversations.

  • AI text with the signature "Memória da IA · atualizada em ‹data›" (AI memory · updated on ‹date›).

TEAM NOTES

The only part of the dossier written by the team; it stays attached to the lead, even in new conversations.

Fields and filters

"O que o próximo atendente precisa saber?" (What does the next agent need to know?)
The note text. Ctrl + Enter saves; near the character limit, the counter shows how many are left.

Buttons and actions

"Anotar" (Add note)
Saves the note with the name of whoever wrote it and the date.
"Remover a anotação de ‹autor›" (Remove ‹author›'s note)
The trash can on each note opens the confirmation "Remover esta anotação?" (Remove this note?).
  • With no notes: "Ninguém anotou nada sobre este lead ainda." (Nobody has noted anything about this lead yet.)
  • If saving fails, the text stays in the field with the notice "Não foi possível salvar a anotação." (The note could not be saved.)

Confirmation: Remove this note?

Shows who wrote it and the text. The rest of the dossier does not change, and the removal cannot be undone.

Buttons and actions

"Remover anotação" (Remove note)
Deletes the note.
"Cancelar" (Cancel)
Keeps the note.

Taking over the conversation

The dossier footer, with the reminder "Ao assumir, o lead vê o nome do atendente — nunca o nome da IA." (When you take over, the lead sees the agent's name — never the AI's name.)

Fields and filters

"Atendente" (Agent)required
Team list, starting at "Selecione…" (Select…). Choose who will handle it.

Buttons and actions

"Assumir conversa" (Take over conversation)
Assigns the conversation to the chosen agent and opens it in the Inbox, ready to reply. It stays disabled until someone is chosen; while sending it shows "Assumindo…" (Taking over…).
"Devolver para a IA" (Return to the AI)
Takes the conversation out of the queue and returns it to the AI. If it fails, the notice says it remains in the queue. When the account's AI has been turned off, the button gives way to the sentence "A IA desta conta foi desligada: a conversa segue com a equipe." (This account's AI has been turned off: the conversation stays with the team.)

Screen states

Loading
"Carregando a fila de transbordo…" (Loading the handoff queue…) until the first response (the "Na fila agora" (In queue now) card shows a dash and says loading); the selected lead's dossier appears as gray blocks until it arrives.
Nothing here yet
With nobody in the queue: "Nenhuma conversa aguardando transbordo humano." (No conversations waiting for human handoff.)
If something goes wrong
If the queue does not load: "Não foi possível carregar a fila de transbordo" (The handoff queue could not be loaded), with a notice that there may be people waiting that the screen could not read, and "Tentar de novo" (Try again). The "Na fila agora" (In queue now) card shows a dash.
The lead's dossier did not load
The block shows "Não foi possível carregar o dossiê" (The dossier could not be loaded), asks you not to decide from it until you reload, and offers "Tentar de novo" (Try again).
There are no votes or ratings yet
Handoff accuracy and "Satisfação (CSAT)" (Satisfaction (CSAT)) show a dash, with "sem feedback ainda" (no feedback yet) and "sem notas ainda" (no ratings yet).

Step by step

How to take over a conversation that the AI passed to the team

  1. Open Handoff in the menu.
  2. In the "Fila de transbordo" (Handoff queue), click the lead who has waited the longest or the hottest one.
  3. Read "Por que veio para um humano:" (Why it came to a human:), "O QUE A IA JÁ COMBINOU" (WHAT THE AI HAS ALREADY AGREED) and "ONDE ELE TRAVOU" (WHERE THEY GOT STUCK).
  4. In "Atendente" (Agent), choose who will handle it and click "Assumir conversa" (Take over conversation): the Inbox opens on the conversation, ready to reply.

How to return a conversation to the AI when it did not need a human

  1. In Handoff, click the conversation in the queue.
  2. Check the reason and the dossier to make sure the AI can handle it.
  3. Click "Devolver para a IA" (Return to the AI): the conversation leaves the queue and the AI resumes.

How to leave a note for the next agent

  1. Open the lead in the Handoff queue (or the conversation dossier in the Inbox).
  2. In "ANOTAÇÕES DA EQUIPE" (TEAM NOTES), write in the "O que o próximo atendente precisa saber?" (What does the next agent need to know?) field.
  3. Click "Anotar" (Add note) or press Ctrl + Enter. The note stays with the lead, including in future conversations.

How to measure whether the AI is handing off the right leads

  1. Ask the team to answer "A qualificação da IA está correta?" (Is the AI's qualification correct?) with "Concordo" (Agree) or "Discordo" (Disagree) in the Inbox dossier after taking over.
  2. Follow the Handoff accuracy card at the top of Handoff.
  3. If the percentage is low, review the signals and weights in "Qualificação" (Qualification).

How to see lead satisfaction by agent

  1. In Handoff, find the "Satisfação (CSAT)" (Satisfaction (CSAT)) card.
  2. Hover over the "por atendente" (per agent) pill to see each person's average and number of ratings.

Frequently asked questions

What is the difference between taking over from Handoff and taking over from the Inbox?

The result is the same: the conversation stays with the chosen person and the AI stops. Handoff shows the queue with the reason, wait time and dossier side by side and lets you choose another agent; in the Inbox, whoever replies takes it for themselves or picks someone with the button for who handles it.

Why do conversations already in service stay in the Handoff queue?

The queue shows who is waiting for a human and also who is already with an agent, so management can follow both. The "Na fila agora" (In queue now) card counts only those still waiting.

What is Handoff accuracy?

It is the percentage of team evaluations that agreed with the AI's qualification at the time of service. It shows whether the AI is passing the right leads to humans.

Does taking over the conversation from Handoff send any message to the lead?

No. Taking over only changes who handles the conversation and silences the AI. The lead gets the first message when the agent replies, already with the agent's name.

Why is the AI summary empty in the dossier?

The summary is written at handoff. If the conversation has not been handed off yet, the block is intentionally empty; if it has and the block is still empty, the AI could not read the conversation in time and chose not to make anything up.

Who can delete a team note?

Any team member with access to the dossier, always after the "Remover esta anotação?" (Remove this note?) confirmation. Removal cannot be undone.

Does "Tempo médio aguardando" (Average wait time) count conversations that have already been handled?

No. It is the average wait time only for conversations that are in the queue right now, with no one handling them.

Help center guide

Handoff to a human

When the conversation leaves the AI and goes to a person on the team, how that happens, and what the lead sees on the other side.

No AI closes everything on its own: even when it guides the order all the way to the end, it is a person on the team who confirms it and takes it from here. The point where it hands the conversation to a person is the most delicate moment of the service — and it is what this screen takes care of.

When the conversation is handed over

The lead asked
"I want to talk to someone", "call me", "is there an agent there?" The AI recognizes the request and stops right away, without insisting.
The AI did not understand or the lead got irritated
It did not understand what the person meant, or the lead became frustrated with the service: the conversation comes here before it gets worse. A question it cannot answer does not hand off on its own, and it does not make things up: by default, it says it will confirm that detail with a specialist — a phrase that does not open a handoff, so the conversation does not show up here because of it. With "Conduzir até o pedido completo" (Guide through to the complete order) turned on, it says it does not have the information and asks whether the lead wants to talk to a person; if they ask, the conversation comes here.
The lead heated up or wants to buy
The score reached the "Quente" (Hot) band (75 points or more), or the lead said they want to buy while already "Morno" (Warm) (50 or more) or with everything that the "Qualificação" (Qualification) asks for answered. In "Modo atendimento" (Service mode) (direct sales, in "Configurações" (Settings) → "IA & persona" (AI & persona)), whoever says they want to buy is handed off without waiting for the score. Outside it, purchase intent from a "Frio" (Cold) lead does not hand off: choosing an option or providing a piece of data the AI asked for ("Pix", "the original") is not a purchase request, so it keeps qualifying, and the journey records "Intenção de compra sem evidência" (Purchase intent without evidence). What counts for points is what the "Qualificação" (Qualification) asks for; the lines at 50 and 75 are fixed. Outside business hours, this reason does not interrupt the lead: the conversation enters the queue without notice and the AI keeps going with them until the team opens. If "Conduzir até o pedido completo" (Guide through to the complete order) is turned on (a new account is already created this way), in "Configurações" (Settings) → "IA & persona" (AI & persona), this reason generally does not hand off: the AI continues until the complete order. It only appears here when the AI cannot answer safely to that message (the answer was blocked by the check or the price is not registered): then the conversation comes to the team with this reason.
The order is complete
With "Conduzir até o pedido completo" (Guide through to the complete order) turned on, the message in which the customer answers the last item that the "Qualificação" (Qualification) asks for hands the conversation over to here with the reason "Pedido completo" (Complete order): ticket, alert in the bell and on mobile, and round-robin, like any handoff. The customer reads the order summary written by the AI and that a person on the team will confirm everything with them here. Outside business hours, they do not receive an out-of-hours notice and the conversation waits in the queue for opening. The AI keeps replying until someone takes over.
You stepped in on your own
You read the conversation in the Inbox and decided to take over. No reason is needed.

The sentence the lead reads at handoff

When the AI hands over the conversation, the sentence changes according to the reason. None of them promises a priority or deadline that your team did not set up.

Heated up or wants to buy
"Great! I'll hand the conversation over to a person on the team, who will continue with you from here. Just a moment."
Asked for a person
"Of course! I'll call a person from the team to talk with you. Just a moment."
Got irritated
"I'm sorry for the inconvenience. I'll call a person from the team to assist you. Just a moment."
The AI did not understand
"I'll call a person from the team to continue with you from here. Just a moment."
Outside business hours
"Our team is outside business hours right now, but your conversation has been recorded and a person will speak with you at the next service hours. In the meantime, I can keep helping you here." For someone who got irritated, the sentence starts with an apology. Someone who heated up or wants to buy hears no sentence at all: the AI keeps the conversation going and your team finds the lead in the queue when it opens.

What the lead sees

This is the part that matters most and the one almost everyone gets wrong. When you take over, the lead starts seeing your name. Not the AI's name, not "customer service", not a robot with a human name.

How the name appears depends on the channel. In the Web chat, it sits above the bubble, the same way you see it in the dashboard. On WhatsApp and Instagram there is no sender field — every message arrives from the company's number and account —, so the name goes at the start of the text itself. It is the only way these two channels allow, and it is what prevents the lead from spending an hour chatting without knowing whether they are talking to a person.

WhatsApp
*Luis Roberto:* Boa tarde, Augusto! — in bold, which is the markup WhatsApp understands.
Instagram
Luis Roberto: Boa tarde, Augusto! — Direct has no bold, so the name goes in plain text.
Web chat
Boa tarde, Augusto!, with Luis Roberto at the top of the bubble — the widget shows the name, so it does not need to go in the text.
"E-mail" (Email)
Luis Roberto: Boa tarde, Augusto! at the start of the body. The sender of the email is the company's address, not yours.

In the dashboard nothing changes: you keep seeing only what you typed, with your name outside the bubble. The prefix exists only in the outgoing message.

There are cases where the name does not go along, for lack of a place to write it:

  • "Modelo aprovado" (Approved template) — the text is pre-approved by Meta and accepts no additions.
  • Voice message — it is audio; if you want to introduce yourself, say so in the recording itself.
  • Attachment without a caption — there is no text to write in; a caption that was only your name would be noise.
  • SMS — each segment of the message is billed separately, and the segment size changes with accents. Rather than risk doubling the cost of a send, the name is not included in any SMS.
  • Message at the channel's size limit — then the signature is dropped so the message fits. Delivering matters more than signing.

Apart from these cases, the name always goes along.

For the person on the other side, the conversation simply continued — only now with a person. There is no awkward announcement of the switch, no repeating of what was already said. The whole history is still there.

The Handoff screen

On screen: Handoff screen with the queue of conversations waiting for human service. The queue of who is waiting, with the reason and for how long.

  1. The queue numbers: How many are waiting now and how long the oldest has been waiting. If "Tempo médio aguardando" (Average wait time) grows every day at the same time, you have found where you are short of people.
  2. Who is waiting: One row per conversation, with the handoff reason and the lead's temperature. Click to open the lead record alongside.
  3. The lead dossier: Everything already known about them: what the AI agreed, where they got stuck, how the score changed, the pace of the conversation, and the team's notes. It is the thirty seconds you read before writing the first word — explained in detail just below.

At the end of the dossier are "Atendente" (Agent) and "Assumir conversa" (Take over conversation). Choose who will handle it and click: the notice right above the button repeats the one rule that never changes — the lead sees the agent's name.

You can also take over directly from the Inbox. The difference is that here the queue comes with the reason, the wait time, and the signals up front — which is what you need to decide the order.

The lead dossier

It is the report that appears next to the queue — and the same one that stays in the conversation panel after you take over. It exists so you walk in informed, without scrolling through the whole conversation for what was already said.

On screen: Lead dossier on the Handoff screen, with AI summary, objections, charts, and notes. Everything already known about the lead, in a single read.

  1. "O que a IA já combinou" (What the AI has already agreed): The summary of this conversation and the suggested next step. Text from the AI — that is why it comes without quotation marks and signed with the date.
  2. "Onde ele travou" (Where they got stuck): The objection type is the AI's classification; the sentence in quotation marks is the lead's, word for word. It is what you should not make them repeat.
  3. "Como a nota andou" (How the score changed): They heated up or cooled off, and since when — the signal list only shows now. The dotted lines, with the number written at the end, are warm (50) and hot (75). Below, each signal with what the AI understood they said.
  4. Pace of the conversation: Messages per day, from the lead and from your side. An empty day is real silence. At the bottom, the last thing they said.
  5. What the AI kept: The memory it writes for itself in long conversations, with the date of the last update. Right below are the "Anotações da equipe" (Team notes), the only part of the dossier written by people.
"O que a IA já combinou" (What the AI has already agreed)
One or two sentences about what was agreed in this conversation, plus the suggested next step. It is text written by the AI, not the lead's speech — that is why it appears without quotation marks and signed. What was agreed in an earlier thread of the same lead does not come in here: it would be you demanding today an agreement this conversation did not have. The summary is created at handoff — when the AI decides on its own, when a colleague requests it with the "Gerar handoff para humano" (Generate handoff to a human) button, and when someone takes over a conversation that was still the AI's; that is why the click takes a moment, it is the AI writing. As long as nobody hands off, the block stays empty, and that is expected. After a handoff it can also be empty: when the AI cannot read the conversation in time, it prefers not to write rather than write a generic sentence — the screen says there is no summary instead of making one up.
"Onde ele travou" (Where they got stuck)
The objections they raised, with their literal sentence in quotation marks. They belong to the lead, not just this thread: anything that came from an earlier conversation appears marked that way, because "I think it's expensive" from March still holds today. The type (price, timing, trust…) is the AI's classification; the sentence is the lead's. When there are more than twelve, the list shows the most recent and says how many there are. If the data subject requested removal of the sentence under LGPD, the objection stays listed and the quote disappears — the screen says so.
"Como a nota andou" (How the score changed)
The line shows the score at each measurement, with the warm (50) and hot (75) boundaries marked and numbered. It serves a question the signal list does not answer: did they heat up or cool off, and since when. The score belongs to the lead and adds up all their conversations. With only one measurement, the number appears — a point is not a line. Not every score change becomes a point in the history; when the current score is not the last recorded measurement, the screen shows both.
Pace of the conversation
Messages per day over the last 14 days, split between the lead and our side. A day without messages appears empty on purpose: silence counts. Twelve from our side to two from theirs is a lead cooling off, and that changes the tone of your first sentence.
What the AI kept about this lead
The memory it writes for itself in long conversations. It is also the AI's text, not a quote. It spans all of the lead's threads and is only rewritten from time to time — that is why it comes with the date of the last update, which is usually the oldest fact on the screen.
Which conversation each thing belongs to
Half of the dossier is about this conversation (the AI summary, the lead's mood, the pace, and their last statement) and half is about the whole lead (the score, the objections, the memory, and the notes). Each block says which of the two it is speaking about — an agreement borrowed from another thread would make you demand something nobody promised here.
"Anotações da equipe" (Team notes)
What you write for the next agent. It stays attached to the lead: it is still here tomorrow, in a new conversation thread. "Remover" (Remove) asks for confirmation, and both creating and removing are in the audit trail — which records who, when, and the size, never the text: deleting the note really deletes it. If the data subject requests to be forgotten (LGPD), the notes about them and the AI's memory disappear along with it.

After resolving

  • Return it to the AI when the matter that required you is over. It resumes the follow-up and keeps contacting the lead if they go quiet.
  • End it when the conversation has truly finished. If the lead writes again, it reopens on its own.
  • Move the card in the "Funil" (Pipeline) if the deal moved forward. A proposal that was sent and stays stuck in "Qualificando" (Qualifying) fades from your mind in two days.

When the queue starts to hurt

The queue is always flagged as late
Either the deadline is too short for the size of the team, or your AI is handing off conversations it could resolve. Before hiring people, look at the handoff reasons: if the same topic repeats, the answer is missing from the "Base de conhecimento" (Knowledge base) and the handoff goes away on its own.
Everyone asks for a human right at the start
It is usually distrust, not doubt. A more direct tone and a first reply that already delivers something useful reduce this — the tone is adjusted in "Configurações" (Settings).
I took over the conversation and the lead disappeared
Check the time: if a long time has passed since their last message, the WhatsApp window may have closed and only an approved template can go through. The reply field warns you and offers the templates. See "Modelos de mensagem" (Message templates).
Nobody knows who owns the conversation
"Assumir" (Take over) is what fixes it: until someone takes it, the conversation belongs to everyone and to no one. Take it over before you write, even if you are going to reply within ten seconds.

In the dashboard: "Abrir Handoff" (Open Handoff)
